How do you rebuild customer trust after a mistake?
Rebuild customer trust by owning the mistake quickly and plainly, explaining what happened without excuses, fixing the customer's immediate problem, offering fair compensation where appropriate, changing the process so it doesn't happen again, telling customers what changed, and then proving it with consistent, reliable service over the following months.
Six steps
- Own it fast. Silence looks like hiding.
- Explain clearly. What happened, who was affected, and what wasn’t.
- Fix the impact for each affected customer.
- Make it right with credits or extra help, proportionate to the harm.
- Change the process and share the change.
- Follow through with steady, reliable service and check-ins.
Example apology
We made a mistake: a billing update charged some customers twice on May 3. You were affected, and we’ve already refunded {amount}. We’ve added a check that blocks duplicate charges. I’m sorry for the trouble, and I’ll confirm the refund has landed on Friday.
